For years, MSPs treated ticket management as a manual process. A user submits a request. A technician (or four) reviews, categorizes, routes, and resolves it.

That model works fine when you're just starting out. But it gets harder to maintain as you grow.

And while plenty of tools promise to improve your intake process and help with triage, the truth is, their main focus is making the MSP’s life easier. We hear you asking, “What’s wrong with that?”

The service desk evolved. The client experience did not

Most MSPs expect to become more efficient as they grow. Instead, many discover the opposite.

As the business adds more clients, the service desk adds more tickets. Which means you have to hire more techs, develop more training materials, and hope everyone can keep up.

Those economies of scale you hoped for? They never arrive. Instead, the tickets pile up, your team spends half the day switching between systems, and senior engineers get buried in mundane work instead of projects that actually move the business forward.

The industry has spent years trying to solve these problems, and in many ways it has. Smarter workflows, automation, and self-service tools are now standard parts of the modern service desk. And for good reason. They reduce repetitive work, improve ticket quality, and create more consistent service.

But they all focus on making MSPs more efficient. For the client, the experience of getting help hasn’t changed.

Think back to the early days of managed services. The iPhone was brand new, Netflix still mailed DVDs, and most support requests started with a phone call or email.

Today, clients have more options for getting help. They can submit tickets in fancy portals or follow guided troubleshooting workflows.

But the overall experience hasn’t changed. They still need to stop what they’re doing and switch gears (and tabs!) to communicate with your team.

Lesson learned: The service desk is about more than tickets

Like the rest of the industry, when we started building Pia, we were focused on MSPs.

How do we make it faster and easier to close tickets? How do we reduce repetitive tasks? How do we make sure techs have the information they need to solve problems faster?

That's where some of our most popular features, including AI Triage and SmartForms, were born. AI Triage helps MSPs classify and route tickets automatically, while SmartForms collect the information technicians need upfront.

But as we talked with partners, another theme kept coming up. An MSP’s success is more than operational; it's relational.

That’s because MSPs don't just run service desks. They run relationships. And for most clients, the service desk is the most visible element of that relationship. It’s where you show up and build trust.

When we started developing our newest feature, Pia Chat, we challenged ourselves to think bigger. What if the same automation we used to improve the service desk for MSPs could also make life easier for their clients?

Support should happen where people already work

We decided to focus on Microsoft Teams. If you’re like most of our partners, this is where clients collaborate and get work done. Our goal was to make it easier for users to submit tickets and interact with support, without leaving the platform.

But instead of using chat just to create tickets and collect information, as everyone else does, we decided to bring the whole service desk to Teams.
